Proactive IT support: what a provider has to actually do for the word to mean anything, and how to check it

Every provider in this record describes itself as proactive and none defines it, which makes the word useless as written and useful as a question. Reactive support waits for somebody to notice and call. Proactive support means the provider notices first, and that only happens if three specific things are true: something is watching, somebody reads what it says, and there is time in the contract to act before the thing breaks. Any of those missing and the word is decoration.

Something has to be watching, and you can ask what

Monitoring is the mechanical half and the easiest to verify. Ask which devices report in, whether that includes workstations or only servers, what thresholds raise an alert, and whether disk health, backup job results and certificate expiry are among them. A provider that can answer that in a sentence has a monitoring practice. One that answers with the name of a product has bought a tool.

Somebody has to read it, which is the expensive half

Alerts nobody reads are worse than no alerts, because they create the impression of cover. Ask who reviews the monitoring queue, how often, and what happens to an alert that is not urgent enough to raise a ticket but is not nothing either, which is where a failing disk lives for a fortnight. This is where proactive costs money, because it is a person's time rather than a licence.

And the contract has to leave room to act

A contract billed per ticket rewards the provider for problems and punishes it for preventing them. A flat per-seat fee inverts that, which is the strongest argument for the managed model and the reason every provider in this record uses it. But a flat fee with an unrealistic seat rate has the same effect by another route, because a provider losing money on your account will not spend an afternoon preventing something that has not happened yet.

The one check that settles it

Ask for an example: the last time the provider contacted a client about a problem the client had not noticed, what it was, and how it was found. A provider genuinely working this way has several to hand and will tell you one in detail. A provider using the word as a synonym for attentive will change the subject to response times, which is the reactive measure wearing the proactive word.
